Voice of the Customer is the creaon, collecon, storage, use, transfer and integraon of informaon provided to you either directly or indirectly from your Customer. All organizaons have Customers, they are the primary sources of revenue for the organizaon. Understanding their needs, and their Key Requirements, is crical to success. Tradional methods of collecng Voice of the Customer (VOC) informaon might include survey responses, complaint forms, and direct verbal feedback. Indirect methods might include sales, foot traffic, number of new Customers, phone call volume or other indicaons of overall Customer acvity. Why is the Voice of the Customer important? The Customer is the life blood of any organizaon. Customers want a meaningful sasfying relaonship with the organizaons whom they choose to interact. Two-way communicaon is the key to any successful relaonship, therefore it must be the cornerstone of the relaonship you establish with your Customers. Two-way communicaon allows your organizaon to remain relevant in a changing environment, ensures you capitalize on your strengths and also dedicate appropriate resources to areas that need improvement. How do you design, manage and improve your processes for capturing and using the Voice of the Customer? Designing, managing and improving processes is the method organizaons use to reach their goals. Every organizaon should use its work process management process to ensure each poron of the VOC process is kept in alignment with its purpose. The VOC process relies on making sure data captured from Customers relates to something on which the organizaon can take acon. Typically these are the Customer Key Requirements. To build a sustainable VOC process an organizaon should first, idenfy its Customer(s), then determine its Customer’s Key Requirements, and finally determine the direct and indirect methods Customers use to communicate with the organizaon, these are your sources for listening to and learning from your Customer. Once the listening sources have been idenfied, informaon should be aggregated and aligned with Customer Key Requirements. This alignment should indicate the organizaon’s biggest opportunies for improvement and help priorize for acon. Next distribute the informaon to the appropriate department or person who will take acon. Aſter acon has been taken, it is important to understand the results, so monitor the progress of acons and measure the results. This process is a connuing cycle. As your organizaon increasingly meets and exceeds Customer Key Requirements, the number of issues become smaller and smaller. Though as the issues may become smaller, they do not always become easier to improve. This process also takes into account changes in the marketplace and compeve environment. As the environment changes, so do Customer expectaons and Key Requirements, therefore, by keeping the VOC process aligned with the Customer Key Requirements and by connually benchmarking and solicing current Key Requirements the process will stay relevant. What is Voice of the Customer? How to Build an Effective Voice of the Customer Process

Determine the actions needed to address

according to ranking of Key Requirement

and actionable Customer feedback. Build

an action plan(s) and execute. Be sure to

communicate the changes to your

Employees and Customers!

STEP 5. TAKE ACTION!

Customers are defined as the actual or

potential users of your product or

service. If you are unclear, look for

your primary source of revenue, which

may not always be the people your

organization is designed to serve. You

may have more than one Customer

group.

STEP 1. DEFINE YOUR

CUSTOMER

The fastest and easiest way to

determine Customer Requirements is to

ask your Customers what is important

to them and the order of importance of

those things. Continual validation is

critical to ensuring your organization

changes with the needs and desires of

your Customers. Don’t worry about

hygiene factors, the things that all

Customers expect.

STEP 2. DETERMINE CUSTOMER

REQUIREMENTS

Find what works best for you.

Consider surveys, Facebook, email,

web chats, phone calls, industry

forums, verbal feedback, comment

cards, etc.... And then, develop a way

to capture the feedback. It doesn’t

have to be fancy, a simple tool like

Excel could serve you well.

STEP 3. IDENTIFY SOURCES OF

LISTENING

Create a system to measure Customer

Satisfaction with their Key

Requirements and monitor the scores.

This is an ongoing process!

STEP 6. MEASURE & MONITOR

RESULTS

Multiple listening sources and methods

must be combined and aligned with

Key Requirements. Once aligned,

review the information for trends and

prioritization. Then, the information

should be distributed to the appropriate

departments.
